Role Overview
ITI Digital is seeking a Client Success Manager to serve as the primary relationship manager for a diverse portfolio of clients across their DXP platform and managed destination websites. The portfolio includes Destination Management Organizations (DMOs), regional tourism boards, Chambers of Commerce, parks & recreation departments, government agencies, and economic development organizations. A background working with or for these types of organizations is central to this role.
This is an active, day-to-day account management position. The Client Success Manager personally conducts onboarding calls, manages ongoing client engagements, monitors product adoption, and leads the renewal process. The role owns a defined core book of accounts directly and provides day-to-day direction to a small team of Client Success Specialists across the team's combined account portfolio. The role also contributes to process refinement and serves as an internal representative of client needs in product and strategy discussions. Mission: Lead the delivery of consulting, implementation, development, and support projects for customers in the education sector. Responsible for end-to-end delivery of projects ensuring on-time, within budget, and high-quality standards, serving as primary operational contact for customers. Accountable for measurable outcomes: on-time delivery, budget adherence, customer satisfaction, and retention.
Duties & Responsibilities:
Pillar 1 — Project Planning, Execution & Delivery:
— Develop comprehensive project plans covering scope, timeline, resource allocation, dependencies, and risk assessment.
— Monitor project progress against baseline and proactively identify issues or risks.
— Implement corrective actions and change management to keep projects on track.
— Coordinate internal resources and third parties/vendors to ensure project completion.
— Apply industry best practices, techniques, and standards throughout the project lifecycle.
— Monitor and handle Change Requests required for project implementation.
— Success Metrics: on-time delivery rate, schedule variance, budget variance, quality of deliverables, number of escalations resolved within SLA.
Pillar 2 — Client & Technical Account Management:
— Establish and maintain strong, trust-based relationships with clients and stakeholders.
— Communicate project status, progress, challenges, and risks effectively.
— Manage customer expectations and address concerns proactively.
— Engage with Premier Customers and Partners to ensure alignment on project goals and implementation.
— Oversee Premier customer onboarding, manage customization requests, and ensure smooth handover.
— Represent Premier Customer interests in discussions with Engineering; track and prioritize feature requests, code improvements, and bugfixes.
— Assist with implementation of new solutions, deployment of packages, hotfixes, upgrades; perform post-upgrade service checks.
— Guide Premier Customers in adopting Constructor Tech best practices including risk assessments and health checks.
— Maintain availability during Premier Customer business hours for timely support.
— Success Metrics: customer satisfaction (CSAT), Net Promoter Score (NPS), retention rate, feature request cycle time, onboarding completion time.
Pillar 3 — Incident Management, Quality & Reporting:
— Own all support incidents and requests from Premier Customers and drive to resolution.
— Coordinate escalations and conduct post-incident reviews and root cause analyses.
— Ensure adherence to quality standards and implement quality improvement initiatives.
— Retain Premier Support Customer CSAT and NPS through outcome-driven activities; own Service Levels and KPIs per contract.
— Provide trend analysis, current health status, and manager-defined KPIs on schedule or demand.
— Keep customer information updated and shared as internal knowledge content.
— Participate in support-related activities and handle non-premier support tasks as requested.
— Continuously build practical experience with Constructor Tech products and related software solutions.
— Success Metrics: incident resolution time, escalation rate, CSAT/NPS targets, SLA adherence, quality audit results.
